In reality the culture is defined by the actions of the organisation’s leadership which in turn ultimately defines a customer’s experience with the organisation.
Humans learnt a long time ago they needed to be part of a group to survive and prosper. When they join a group, there is the need to be accepted. Therefore, they will generally accept and subscribe to the values and behaviors of the group, even ifthese are not what they would normally adhere to.
To prevent being seen as antisocial people will suppress their own requirements. Thus the values and behaviors become ingrained in the culture. Even after the original influence has left the group.
When people feel threatened within their working environment or culture, they use their knowledge as power to survive. They do this by withholding information, or only providing enough knowledge for their continued survival.
As an example you ask a staff member for some information about a customer and whilst they answered your question, they didn’t give you all the information they could have. In going back to the customer, you realise information had been withheld and you could not give the best customer experience/outcome possible.
